A support agent replying to messages on a phone and a laptop at once in a bright office, messages too soft to read

Live chat outsourcing with a person on every reply.

Live chat outsourcing means an outside team answers your website chat and messaging channels for you, in your voice and under your rules. We staff website chat, WhatsApp, SMS and social DMs with real people in English and Spanish, through partner centers we select and manage in Mexico and Colombia. AI drafts replies and routes conversations; a person reads, edits and sends every answer. Here’s what the service covers and how to run it safely.

What live chat outsourcing covers, and who it’s for

Chat is where buyers ask the question that decides the sale: does it fit, does it ship to me, can I book Tuesday. If nobody answers, or a bot loops them back to the FAQ, they close the tab.

The buyers are ecommerce brands, service businesses, clinics, SaaS companies and anyone whose customers write instead of call. Most have chat on the website, a WhatsApp number on the ads and DMs piling up on Instagram, with nobody owning all three. We put people on every channel under one set of rules.

What a real person handles

The person on chat works from your knowledge base, your policies and the answers you approve. Anything outside those goes to your team with a clear summary.

  • Pre-sales questions: sizing, fit, compatibility, delivery areas, lead times and which plan suits the customer.
  • Order questions: status, address changes, returns and exchanges, following your policy.
  • Booking, moving and confirming appointments or demos on your calendar.
  • Capturing lead details and handing qualified buyers to sales, live or by a booked call.
  • Following up on open conversations on WhatsApp, inside the window the platform allows.
  • Escalating complaints, refunds above your limit and anything legal to a named person on your side.

AI drafts, a person replies

AI does the reading and the routing. It detects the language, tags the topic, pulls the order or account record and drafts a reply from your knowledge base.

A person reads that draft, fixes what’s wrong and decides what to send. Customers get a real answer from someone who can tell when a question is really a complaint, and your brand doesn’t depend on a bot guessing.

If you already run an AI agent on chat, we can sit behind it instead. The bot handles simple questions and passes the rest to a person with the conversation history attached.

How it works, from setup to the first week live

We start with an audit of your channels: where chats come from, what people ask and what happens to them today. You approve the tone guide, saved replies, escalation rules and the list of things a person must never promise.

Next, people get their own logins in your chat platform, helpdesk or WhatsApp inbox, so every conversation stays in your tools and your history. We agree the response targets with you for each channel and write them into the plan.

The first week runs on one channel, usually website chat or WhatsApp. You read real transcripts, we tune the saved replies together, and then we add the next channel.

Plans: business hours, extended or 24/7

Pick the coverage your customers actually use. Every plan is priced on volume and hours, quoted in writing before you start.

English and Spanish in writing

Chat is less forgiving than the phone. Spelling, tone and register all show, and a Spanish-speaking customer notices straight away if the reply reads like a translation.

Conversations are routed by language from the first message. Spanish chats go to native speakers from Mexico or Colombia who know when to use tú or usted for your brand. Customers who switch halfway, or write in Spanglish, get someone who reads both without missing a beat.

Quality you can check

AI scores every conversation against your scorecard: accuracy, tone, policy, whether the issue was resolved and whether the handoff to sales or support was complete. A sample isn’t enough on chat, because the transcript is your customer’s permanent record of what you said.

Each week we calibrate the scoring with you on real transcripts. You see the same dashboard we do, with scores by person, channel and language.

WhatsApp, SMS and payment rules

WhatsApp sets its own rules for businesses. You need opt-in before you message someone. On the WhatsApp Business Platform, you can reply freely within 24 hours of the customer’s last message; outside that window, you can only send approved message templates.

Card numbers never go in chat. PCI DSS covers any system that stores, processes or transmits cardholder data, and a card typed into a chat lands in transcripts, logs and AI tools. People send a secure payment link instead.

SMS marketing in the US has its own consent rules, and personal data rules depend on where your customers live. We follow the rules your counsel sets. Ask any provider how they handle opt-outs, card data and transcript retention.

In-house or outsourced chat

Outsourcing isn’t automatically the right call. Many companies keep a small in-house team for the hardest questions and outsource the hours and channels it can’t cover.

What to check before you choose a provider

Brand control and data security are the two real risks in handing over chat. Ask any provider these questions, us included, and get the answers in writing.

  • Who replies: a person on every message, or a bot first?
  • Will they work in your chat platform and help desk, or move you to theirs?
  • How is quality checked, and do you see every score or only a monthly summary?
  • How are card numbers, personal data and transcripts handled, and who can access them?
  • Can you read real transcripts in both languages before you sign?
  • What happens to chats that arrive outside the hours you pay for?
  • What does the contract say about leaving: notice, return of your data and removal of access?

Frequently asked questions

What is live chat outsourcing?

It’s hiring an outside team to answer your website chat and messaging channels. With us, real people in Mexico and Colombia reply on website chat, WhatsApp, SMS and social DMs, in English and Spanish, inside your own tools. AI drafts replies, routes conversations and scores quality, but a person decides and sends every answer.

Will customers know they’re talking to an outside team?

Not unless you want them to. People reply under your brand, with your tone guide and saved replies, inside your chat platform. Some brands give each person a first name; others use a team name. What customers will notice is that a person answered, understood the question and knew when to pass it to your team.

Is this a chatbot?

No. A person reads and replies to every conversation. AI helps behind the scenes: it detects the language, tags the topic, pulls order details and drafts a reply for the person to check. If you already use a chatbot, we can sit behind it and take over whenever it reaches a question it shouldn’t answer.

How fast do you reply to chats?

We agree the targets with you for each channel and write them into the plan before you start. Website chat usually needs a tighter target than email or DMs. The dashboard shows response times against those targets by channel and hour, so you can see whether staffing matches demand and we can adjust it.

Can you answer our WhatsApp Business number?

Yes. For a team answering together, the WhatsApp Business Platform is usually the right setup, through a provider or inbox tool you choose. Opt-in is required before you message anyone, and outside the 24-hour customer service window you can only send approved templates. We help you plan templates for follow-ups and order updates.

Can customers pay through chat?

They can pay, but never by typing a card number into the chat. A card number in a transcript pulls your chat tools, logs and AI systems into PCI DSS scope. People send a secure payment link from your checkout or payment provider instead, and QA flags any conversation where a customer starts sharing card details.

Is live chat outsourcing worth it for a small business?

It can be, if chats arrive when nobody’s free to answer them or after you close. A small business doesn’t need a full team: a plan can cover only the hours or channels you miss today, such as evenings or WhatsApp. Start with one channel, read the transcripts and decide on real results rather than a sales pitch.

How is live chat outsourcing priced?

On volume and hours: how many conversations you get, on which channels, and which hours you need covered. 24/7 costs more than business hours, and a technical product takes more training than order status. We quote in writing before you start, based on your real transcripts and volumes.
